Acknowledge what happened

Let the customer explain the issue. Summarise it without blaming a colleague or turning the conversation into a debate.

“You ordered the cold drink and received a hot one. Let me check the next step.”

Acknowledge a mistake plainly when it is clear. Keep the conversation focused on fixing the immediate problem.

Offer what you are authorised to offer

Know the replacement and escalation rules for your role. If a shift leader must approve the remedy, explain that and involve them promptly.

Do not invent a refund policy or promise an outcome you cannot deliver. If the issue involves safety, follow the relevant procedure immediately.

Close the loop

Explain what will happen and give a realistic update about the wait. Once the next step is complete, check whether the immediate issue has been addressed. Tell the team about the operational cause so it can be reviewed.

Role-play a wrong-order conversation. Include a situation you can resolve and one that needs a shift leader. The useful skill is knowing your next action and explaining it calmly.
